Five9 is shifting its strategy toward a Humantic model, which integrates human agents and AI to handle customer interactions. CEO Amit Mathradas stated that the company aims to combine human expertise with AI agents rather than pursuing full automation. This approach focuses on routing complex, high-value, or sensitive calls to human staff, while AI manages routine tasks like password resets.

Research cited by Five9 indicates a discrepancy in service perception: 99% of business practitioners believe AI deployments improve service, while only 66% of users agree. Over 50% of users report dissatisfaction due to difficulty in reaching a human representative. To address this, Five9 is implementing an open platform strategy, including the expansion of its AI Agent Connect program to third-party vendors.

The company reports practical results from its current deployments. One storage and moving firm is processing approximately 100 000 calls annually through Five9’s stack. This implementation has resulted in a containment rate exceeding 50% and a reduction in agent turnover. Mathradas emphasized that future development will prioritize orchestration to ensure systems of record work together effectively.
