Zoom Communications is shifting its contact center strategy from call containment to a model called Conversation to Completion. This approach prioritizes resolving customer issues entirely rather than simply deflecting calls away from human agents.
Ram Rajagopalan, head of product for AI at Zoom CX, noted that the industry previously focused on containment rates. The new focus aims to ensure AI agents complete specific tasks requested by consumers during their interactions.
Joe Rittenhouse, co-CEO of partner firm Converged Technology Professionals, advises enterprises to start with simple use cases, such as handling after-hours inquiries. He suggests a gradual implementation strategy to achieve measurable production value.
Effective AI deployment requires proper governance, with about half of Rittenhouse’s clients currently utilizing formal AI committees. Zoom is also scaling its AI Companion tool across customers managing thousands of seats.
A key component of the new strategy is the seamless transfer of call context between virtual and human agents. This allows human staff to resolve issues without requiring customers to repeat information or searching through multiple records.
